Without this key individual, the brand\u2019s experience strategy can become disjointed, siloed within verticals, and often<\/span> <span data-contrast=\"auto\">times, a creator of friction instead of positive business outcomes.\u00a0<\/span><span data-ccp-props=\"{&quot;201341983&quot;:0,&quot;335551550&quot;:1,&quot;335551620&quot;:1,&quot;335559739&quot;:160,&quot;335559740&quot;:259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">Not all brands are afflicted with this disfunction, though. Leading experience brands understand the importance of running a holistic customer and employee experience strategy. They have created Chief Experience Officer roles within their organizations, which are responsible for leading these strategies forward. This high-level position, which typically reports directly to the CEO, is meant to accelerate the brand, increase brand equity, increase customer and employee loyalty, and improve key business metrics like same-store sales revenue and customer churn.<\/span><span data-ccp-props=\"{&quot;201341983&quot;:0,&quot;335551550&quot;:1,&quot;335551620&quot;:1,&quot;335559739&quot;:160,&quot;335559740&quot;:259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">So, what makes a brand lag behind when it comes to experience? Usually, organizations with disjointed strategies are <a href=\"https:\/\/www.chatterresearch.com\/so-your-nps-is-72-whats-your-point\/\" target=\"_blank\" rel=\"noopener\">too focused on their NPS score<\/a>. Furthermore, I conducted an analysis <\/span><span class=\"NormalTextRun SCXW99284712 BCX0\">of<\/span><span class=\"NormalTextRun SCXW99284712 BCX0\"> the professionals who responded to the poll, <\/span><span class=\"NormalTextRun SCXW99284712 BCX0\">including <\/span><span class=\"NormalTextRun SCXW99284712 BCX0\">their role <\/span><span class=\"NormalTextRun SCXW99284712 BCX0\">within their organization<\/span><span class=\"NormalTextRun SCXW99284712 BCX0\">s<\/span><span class=\"NormalTextRun SCXW99284712 BCX0\">, and built the following Experience Competency Model for skill building and professional development:<\/span><\/span><span class=\"EOP SCXW99284712 BCX0\" data-ccp-props=\"{&quot;201341983&quot;:0,&quot;335551550&quot;:1,&quot;335551620&quot;:1,&quot;335559739&quot;:160,&quot;335559740&quot;:259}\">\u00a0<\/span>[\/vc_column_text][vc_single_image image=&#8221;2691&#8243; img_size=&#8221;large&#8221; qode_css_animation=&#8221;&#8221; css=&#8221;.vc_custom_1651069229467{padding-top: 25px !important;padding-bottom: 25px !important;}&#8221;][vc_column_text]<\/p>\n<h3 class=\"blogh2\"><span style=\"color: #5a84ff;\">1. Influencer<\/span><\/h3>\n<p>&nbsp;<\/p>\n<p><span data-contrast=\"auto\">\u00a0The customer and employee experience journeys have become more complex<\/span><span data-contrast=\"auto\">,<\/span><span data-contrast=\"auto\"> with multiple stakeholders involved in a single interaction. When customers provide feedback regarding a specific experience, the feedback spans across multiple departments responsible for the experience. As experience professionals, our role is to utilize customer feedback and data to influence optimizations and enhancements, creating positive experiences that meet the organization\u2019s goals.\u00a0<\/span><span data-ccp-props=\"{&quot;201341983&quot;:0,&quot;335559739&quot;:160,&quot;335559740&quot;:259}\">\u00a0<\/span><\/p>\n<p><span data-contrast=\"auto\">The experience professional must therefore be able to influence cross-functional stakeholders through data and storytelling. <\/span><a href=\"https:\/\/www.linkedin.com\/in\/reedgood\/\" target=\"_blank\" rel=\"noopener\"><span data-contrast=\"auto\">Reed Good, Senior Director, Branded Retail at Comcast<\/span><span data-contrast=\"auto\">,<\/span><\/a><span data-contrast=\"auto\"> provided this insight: \u201c<\/span><span data-contrast=\"auto\">The ability to influence across organizations and teams to get meaningful work done is a critical competency as I believe the others roll into it. You have to help those whose help you require to understand the bigger picture and convince them that your priority is indeed their priority.\u201d<\/span><\/p>\n<p><span data-contrast=\"auto\">According to <\/span><a href=\"https:\/\/www.linkedin.com\/in\/will-huffman-5402842\/\" target=\"_blank\" rel=\"noopener\"><span data-contrast=\"none\">Will Huffman, Vice President of Customer Experience at Brinks Home<\/span><\/a><span data-contrast=\"auto\">, \u201cCX leaders need to be able to influence other peers and leaders to take action on enhancing the experience.\u00a0 Most successful CX leaders I&#8217;ve come across have a bias for action but can be limited in their span of control.\u00a0 Thus, they need to be able to collaborate, influence, etc. with peers to take action.\u00a0 Getting others on board greatly accelerates the pace of change and collective buy-in.\u201d<\/span><span data-ccp-props=\"{&quot;201341983&quot;:0,&quot;335559739&quot;:160,&quot;335559740&quot;:259}\">\u00a0<\/span>[\/vc_column_text][vc_empty_space][vc_column_text]<\/p>\n<h3 class=\"blogh2\"><span style=\"color: #5a84ff;\">2. Empathetic<\/span><\/h3>\n<p>&nbsp;<\/p>\n<p><span class=\"TextRun SCXW209762094 BCX0\" lang=\"EN-US\" xml:lang=\"EN-US\" data-contrast=\"auto\"><span class=\"NormalTextRun SCXW209762094 BCX0\">This competency may <\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">seem<\/span> <span class=\"NormalTextRun SCXW209762094 BCX0\">like a no-brainer<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\"> for <\/span><span class=\"NormalTextRun ContextualSpellingAndGrammarErrorV2Themed SCXW209762094 BCX0\">e<\/span><span class=\"NormalTextRun ContextualSpellingAndGrammarErrorV2Themed SCXW209762094 BCX0\">xperience<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\"> professionals, but it <\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">means<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\"> much more than just <\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">connecting with your customers and acknowledging their feelings<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">.<\/span> <span class=\"NormalTextRun SCXW209762094 BCX0\">W<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">hen an experience breaks down <\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">and<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\"> creates a customer service issue<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">,<\/span> <span class=\"NormalTextRun SCXW209762094 BCX0\">t<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">he <\/span><span class=\"NormalTextRun ContextualSpellingAndGrammarErrorV2Themed SCXW209762094 BCX0\">experience<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\"> professional must also be able to connect with their cross-functional stakeholders<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">,<\/span> <span class=\"NormalTextRun SCXW209762094 BCX0\">who are often under prioritization constraints from leadership. <\/span><span class=\"NormalTextRun CommentStart SCXW209762094 BCX0\">Experience leaders are the loudest advocates for their customers, <\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">and the most skilled ones will know how to <\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">balance <\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">advocacy <\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">with<\/span> <span class=\"NormalTextRun SCXW209762094 BCX0\">their colleagues\u2019 list of priorities<\/span><span class=\"NormalTextRun SCXW209762094 BCX0\">.<\/span><\/span><span class=\"EOP SCXW209762094 BCX0\" data-ccp-props=\"{&quot;201341983&quot;:0,&quot;335559739&quot;:160,&quot;335559740&quot;:259}\">\u00a0<\/span>[\/vc_column_text][vc_empty_space][vc_column_text]<\/p>\n<h3 class=\"blogh2\"><span style=\"color: #5a84ff;\">3. Bias for action<\/span><\/h3>\n<p>&nbsp;<\/p>\n<p><span class=\"TextRun SCXW108110207 BCX0\" lang=\"EN-US\" xml:lang=\"EN-US\" data-contrast=\"auto\"><span class=\"NormalTextRun SCXW108110207 BCX0\"> in my opinion, th<\/span><span class=\"NormalTextRun SCXW108110207 BCX0\">is<\/span><span class=\"NormalTextRun SCXW108110207 BCX0\"> competency<\/span><span class=\"NormalTextRun SCXW108110207 BCX0\"> is <\/span><span class=\"NormalTextRun SCXW108110207 BCX0\">particularly<\/span><span class=\"NormalTextRun SCXW108110207 BCX0\"> lacking <\/span><span class=\"NormalTextRun SCXW108110207 BCX0\">among<\/span> <span class=\"NormalTextRun ContextualSpellingAndGrammarErrorV2Themed SCXW108110207 BCX0\">experience<\/span><span class=\"NormalTextRun SCXW108110207 BCX0\"> professionals today.
